AI Rewrites the Customer Experience: Toward a New Balance Between Humans and Agentic Systems

Customer experience was long conceived as a multiplication and interconnection of channels. That time is over. What this report reveals is a deeper shift: CX is becoming a system to orchestrate, where AI no longer merely assists the relationship; it now acts on the customer’s behalf. The challenge is shifting from adding touchpoints to ensuring seamless continuity between them. This transformation begins at discovery. Influence escapes the spaces the brand thought it controlled: it disperses across search, social networks, content creators and AI agents, which themselves become full-fledged entry points. Choice does not become fully automated as a result: AI sharpens recommendations and narrows options, but human expertise remains decisive whenever a decision truly commits the customer. This reshaping does not stop at digital. The physical store, long thought of separately, is integrated into this same system: it becomes an execution point among others, connected to data and services, no longer a sanctuary to be preserved from digital. Sensors, kiosks and assistants turn every visit into a usable signal to adjust the experience in real time. Customer service, for its part, is shifting its stance: it is no longer about responding quickly, but about anticipating problems before they surface, relying on signals detected upstream. This shift to the proactive turns resolution into a retention lever, rather than a simple support function. Loyalty, finally, stops being a one-off reward mechanic and becomes continuous management, fueled by data and the context specific to each customer. This final shift closes the loop opened at the start of this transformation: a CX that no longer reacts, but understands, anticipates, and supports over time. What is at stake behind these six movements is not a question of tools, but of governance: it is the split between AI and human intervention that will determine, for years to come, the nature of the relationship between the brand and the customer.
